Customer Service Without a Human: The Digital Wall | MisterChat

The Silent Digital Wall

9.4 / 10

Imagine: your flight has been canceled. You call customer service. An automated voice system doesn’t understand you, a promised email never arrives, and after two hours on hold, you still haven’t spoken to anyone. That’s what happened to Youp van ’t Hek in mid-September with KLM. His point wasn’t about the cancellation. It was about what he called a “silent digital wall.”

His story was about the phone. But that same wall exists on many websites, in the chat feature.

The same wall, in your chat

Your customer asks a question in the chat. The bot gives a standard response that misses the mark. Your customer rephrases the question and gets the same answer. There’s no button to speak with a human, or that button leads to a form that says, “We’ll respond within two business days.”

A bot is fine for a question about business hours. But for a customer with a damaged order, two days before a birthday, it’s a brick wall.

The problem isn't the bone

There’s no single channel that works for everyone. 66 percent prefer text messages, 64 percent prefer email, and 41 percent prefer WhatsApp. If you only use email, you’re missing out on a large group. And it’s not just about the message, but what it says: 83 percent of Gen Z feels less stressed when given a specific time slot rather than “sometime today.” Thirty-six percent consider a one-hour time window realistic; for 30 percent, two hours is still acceptable.

So this doesn’t call for just one extra email, but for communication that adapts to the customer’s preferences. And for someone who’s ready to step in the moment that message leads to a question.

The wall forms at the peak moment

In August, PostNL announced plans to expand the number of package lockers from approximately 1,800 to 7,500 by 2031, and is actively promoting in-store pickup during the checkout process. At Zeeman, the share of in-store pickups shot up from 13 to 37 percent as soon as it became the default option. More decision points at checkout mean more questions afterward: Where is it located? Until when? And can someone else pick it up?

That's how it works: first the bone, then a person

At MisterChat, the chat system operates on two levels:

  • The bot handles the initial questions— order status, business hours, a return label—and your customer gets an immediate response.
  • For complex questions, a human takes over. The bot transfersthe conversation to one of our ChatMasters—all within the same chat. Your customer doesn’t need to call or email.
  • We scale up during peak times. This ensures the path to a human agent remains open, even when things get busy.

The bot handles the routine tasks, while our people step in when something is at stake—all in your tone of voice, 24/6, without you having to hire a team for it.
